Key Concepts

The Opportunity in Negative Reviews

A negative review feels uncomfortable, but it is actually an opportunity. How you respond to a negative review is often more influential on prospective customers than the negative review itself. A calm, professional, empathetic response that shows you take feedback seriously and are committed to improvement can actually increase trust — it demonstrates that you are a real, accountable business that cares about its customers.

The ARMO Framework

A — Acknowledge: Acknowledge the customer's experience without being defensive. Even if you believe the review is unfair or inaccurate, start by acknowledging that they had a negative experience: "Thank you for taking the time to share your feedback."

R — Respond: Briefly respond to the specific issue raised. If there was a genuine error, own it. If the review contains factual inaccuracies, provide a brief, polite factual correction — but do not get into a detailed public argument.

M — Move offline: Invite the customer to contact you directly to resolve the issue: "We would like the opportunity to make this right — please contact us at [phone/email] so we can discuss this personally."

O — Outcome: End with a commitment to improvement: "We take all feedback seriously and use it to improve our service."

What Not to Do

Never: argue with the reviewer, call their review a lie, post personal information about the customer, be sarcastic or passive-aggressive, or ignore negative reviews. These responses make you look unprofessional and can go viral in the worst way possible.

Following Up

If a customer contacts you after your response and you resolve their issue, you can politely ask if they would be willing to update their review to reflect the resolution. Many customers will do this if the issue has been genuinely resolved. Do not pressure anyone to change a review — let the resolution speak for itself.

Review any negative reviews currently on your profile — have they all been responded to?
Write a response to each unanswered negative review using the ARMO framework.
Practise writing responses to three hypothetical negative scenarios for your type of business.
Create a response template based on the ARMO framework that you can adapt for future negative reviews.
Set up a process for alerting yourself to negative reviews quickly — respond within 24 hours is the goal.

Your response must be calm, professional and constructive even if the review feels completely unfair. Remember — you are writing for the thousands of future customers who will read it, not for the one reviewer.
